8x8 Updates CX Platform With Shared Context for Human and AI Agents

8x8 has introduced a set of updates to its customer experience (CX) platform designed to give human agents and AI systems a more continuous view of customer interactions across communication channels. The changes include a consolidated customer history in Agent Workspace, cross-channel AI agents, voice interaction tracking, updated Salesforce integration and verified RCS messaging in Singapore. The broader strategy centres on using shared contextual memory to reduce repeated explanations, improve agent visibility and connect customer conversations across voice, messaging and digital touchpoints.

Customer service teams often work across separate communication channels, contact centre applications and customer relationship management (CRM) systems. When information from one interaction does not carry over to the next, customers may have to repeat details, while agents spend time searching for previous conversations.

8x8 is addressing that fragmentation with updates to its 8x8 Platform for CX, bringing customer interaction history and contextual information into more parts of its communications and contact centre environment. The company says its platform uses governed contextual memory to make information from previous conversations available to human agents and AI agents across applications and channels.

The updates span agent workspace functionality, AI deployment, voice analytics, Salesforce connectivity, outbound caller identification and messaging. Together, they reflect a broader effort to make customer context available throughout the service journey rather than keeping it inside individual applications.

Customer 360 Brings Interaction History Into Agent Workspace

The 8x8 Agent Workspace now includes Customer 360, a consolidated view of customer interaction history. Drawing on the platform's contextual memory, the feature is designed to help agents understand previous conversations without switching between multiple tabs or systems.

Where speech analytics is deployed, the view also incorporates AI-generated sentiment and topic insights. These signals can help agents understand the nature of an earlier interaction and identify issues that may need attention.

For contact centre operations, the value of a unified customer view depends on how consistently interaction data is captured and made available. Bringing history and selected AI insights into the agent workspace could reduce information retrieval work, although 8x8 has not provided quantified results on resolution times or agent productivity from this update.

AI Studio Extends Agents Across Communication Channels

The company is also expanding the deployment options for 8x8 AI Studio agents. Businesses can build an agent once and deploy it across voice, SMS, WhatsApp, 8x8 Work and web channels without rebuilding it separately for each channel.

The platform is designed to recognise returning callers and preserve conversation context. Within 8x8 Contact Center, AI agents can also work alongside human agents, surfacing answers and recording notes in real time.

This approach addresses a common challenge in conversational AI deployment: maintaining continuity when customers move between channels or when an automated interaction needs human assistance. A shared agent framework could simplify administration, but the practical benefit will depend on how well context, identity and conversation state transfer between each supported channel.

JourneyIQ and Salesforce Updates Improve Operational Visibility

8x8 JourneyIQ, now available through the 8x8 App Store, brings voice interactions across 8x8 Engage, 8x8 Work, 8x8 Contact Center and 8x8 AI Studio into a consolidated timeline.

A visual path map is intended to help teams identify where calls transfer, stall or drop. This gives supervisors and service teams a way to examine how voice conversations move through different systems and identify potential friction points.

The Salesforce update addresses a separate integration change. As Salesforce phases out Open CTI, the 8x8 for Salesforce Chrome Extension is designed to maintain screen pop, interaction logging and automated record creation across voice and other channels. 8x8 says the extension requires no additional licence.

Maintaining CRM workflows during the Open CTI transition is important for organisations that rely on Salesforce to connect contact centre activity with customer records. The extension is intended to preserve that connection while businesses adjust their integration approach.

Caller ID and RCS Expand Customer Communication Options

The release also includes Call as Company for 8x8 Engage users. It allows employees to place calls displaying a company number rather than an individual work number, with administrators controlling which number users present. Consistent caller identification can help businesses make outbound communications more recognisable.

In Singapore, 8x8 is offering RCS Business Messaging through Singtel. The service supports verified business messages with images, video, carousels and action buttons. Configurable SMS fallback is available for devices that do not support RCS.

The updates illustrate 8x8's effort to connect customer context with the channels used to deliver service. The commercial impact will depend on deployment, integration quality and the ability to make customer information consistently available across human and AI-led interactions.

Market Landscape

Customer experience platforms are increasingly expected to connect contact centre operations, CRM systems, digital messaging and conversational AI. As businesses introduce AI agents, the ability to preserve customer context across automated and human interactions is becoming an important part of service infrastructure.

8x8's latest updates bring several of these capabilities together, including a consolidated customer view, cross-channel AI agents and voice journey tracking. The Salesforce extension and Singapore RCS availability also address specific integration and regional messaging requirements.

Strategic Outlook

The direction of 8x8's product strategy is toward a more connected CX environment in which customer history is available across channels and service applications. For enterprises, this could reduce fragmented workflows and make AI-assisted service more practical.

However, shared contextual memory also raises operational requirements around data governance, access controls, accuracy and the relevance of information presented to agents. Businesses will need to assess how customer histories are maintained, how AI-generated insights are validated and how information moves between systems.

The next measure of success will be whether these capabilities produce demonstrable improvements in first-contact resolution, customer effort, agent productivity and service consistency. 8x8 has outlined the platform changes but has not disclosed performance figures for the new updates.
